Call Analytics

Call analytics is the analysis of call data — metadata, transcripts, recordings, and events — to produce aggregate metrics, quality scores, and actionable insights about how a phone operation is performing. It sits on top of call logging, which provides the raw data. Logging is what happened. Analytics is what it means.

The three layers of call analytics

A useful way to think about call analytics is as a stack with three distinct layers. Each layer answers a different question and requires different tools.

Layer 1: Operational metrics.This layer answers “is the system working?”. The numbers here come directly from call metadata and are the same numbers telecoms have tracked for decades:

  • Answer rate — inbound calls answered / total inbound
  • Abandonment rate — calls dropped before connect
  • Average handle time
  • Concurrent call peaks
  • Cost per call and cost per minute

These metrics need no AI to compute. A SQL query over the call log table produces them in milliseconds. But they are the foundation everything else sits on.

Layer 2: Quality and outcome metrics.This layer answers “how well is the system doing its job?”. The numbers here require content, not just metadata. For AI phone agents, that means processing transcripts:

  • Resolution rate — calls ending with the caller’s goal met
  • Transfer rate and reasons for transfer
  • Sentiment trend over the course of a call
  • First-contact resolution versus repeat-callback rate
  • Agent adherence to system prompt instructions

These metrics used to require expensive QA teams listening to recordings. LLMs can now extract them cheaply from transcripts. This is the biggest shift in call analytics in the past decade.

Layer 3: Business insights.This layer answers “what should we do differently?”. The output is not a number but a conclusion: a common objection the AI is losing on, a product question nobody internally has an answer to, a time-of-day when abandonment spikes for a reason nobody anticipated. Getting here requires slicing Layer 2 data across dimensions and looking for patterns.

Logging is nouns, analytics is verbs

A common source of confusion: people use “call analytics” to mean “call logging with a chart”. They are not the same. Logging produces rows. Analytics produces answers. A dashboard that shows a list of recent calls is not call analytics, it is a call log with pagination. Analytics starts when you begin to ask “why are Monday afternoons different from Tuesday afternoons?” and the system can help you find out.

What changed when AI agents started handling calls

Traditional call center analytics relied on sampling: a QA team listened to a random 2% of calls and scored them against a rubric. The sample was too small to catch most problems. AI phone agents removed both the sampling constraint and the rubric-writing constraint. Every call is transcribed, and any question you can phrase as a prompt can become a metric.

Practically, this means metrics that were impossible to measure at scale in 2022 are trivial in 2026:

  • “Which products did callers mention this week?”
  • “How many calls included a pricing objection?”
  • “Which calls did the AI handle well and which ones did a human have to save?”
  • “What do callers say right before asking to speak to a person?”

Each of these is a single LLM pass over a batch of transcripts. The limiting factor is no longer tooling. It is knowing which questions to ask.

Common mistakes

  • Measuring everything, acting on nothing. Analytics without a decision attached is vanity. Every metric should map to something you would actually change if it moved.
  • Confusing volume with health. A high resolution rate on easy calls and a low one on hard calls averages out to a mediocre number that tells you nothing. Slice by category first.
  • Trusting LLM scoring blindly.When an LLM labels a call as “positive sentiment”, check 10 random samples by hand before you build a dashboard on top of it. Labelers are fallible, and you need to know the error rate.
  • Privatising the useful metrics.Quality metrics should be visible to the people who can affect them — the engineers tuning system prompts, not locked in an operations dashboard nobody reads.

Getting analytics data out of BubblyPhone Agents
